Resumen

Brindar servicios de calidad en el ámbito hospitalario y ambulatorio tiene gran importancia para los administradores de los servicios de salud. Eºs por esta razón que se han realizado investigaciones enfocadas a evaluar la calidad del servicio así como el nivel de satisfacción de los usuarios frente al sistema. Sin embargo, estas evaluaciones suelen centrarse en el proceso de la prestación más que en el ambiente de servicio en el cual se presta. Así mismo, no se evidencian estudios enfocados al servicio de salas de urgencias, más allá de la incidencia del tiempo de espera en el resultado del servicio.

El ambiente de servicio involucra variables físicas, simbólicas, sociales y naturales, con las cuales los sujetos entran en contacto en el momento de buscar un servicio. Esto se conoce como el ambiente de servicio ampliado.

Teniendo en cuenta lo anterior, el presente trabajo busca encontrar si el ambiente de servicio ampliado se relaciona con la percepción de calidad en el servicio de urgencias. Para poder encontrar esta relación, se propone un estudio en tres fases. La primera: observación de la sala de urgencias. La segunda: entrevistas en profundidad con usuarios de la sala de urgencias para identificar las variables del ambiente de servicio ampliado asociadas a calidad. Y tercera: medición de las variables identificadas y su influencia en la calidad del servicio.
